Customer Support Handoff Template and Checklist
Use this customer support handoff template to transfer tickets with clear context, ownership, next actions, and customer update commitments.

A customer support handoff transfers responsibility without making the next person repeat the investigation. A good handoff states the customer goal, current facts, work completed, next action, and update promise.
Use the template in this guide for shift changes, specialist help, manager review, and planned absence.
Keep the ticket as the source of truth
Put the handoff in the ticket as an internal note when possible. Chat can alert the next owner, but the ticket should hold the lasting context. This keeps the history available to another teammate and reduces private copies of customer information.
Before the handoff, update the ticket's owner, status, priority, and tags. Those fields answer basic queue questions. The note should explain the work, evidence, and next step.

Replace each prompt with facts. Delete sections that do not apply. Do not add guesses to fill space.

Customer goal: Export August orders as a CSV file.
Current problem: Export returns a 403 error for the workspace owner. The problem started after the role update at 10:20 a.m.
Impact and priority: One customer is blocked before a 4 p.m. reporting deadline. High priority.
Evidence: Ticket has the screenshot, request time, workspace ID, and the last successful export time.
Work completed: Confirmed the user is signed in, reproduced the error with the same role, and checked the current export guide. No safe customer workaround is available.
Current result: Export remains blocked. Other account pages work.
Next action: Priya will review the role permission change and report the result in this ticket.
Customer commitment: Jordan will update the customer by 1 p.m. Mountain Time.
Risks or limits: Support cannot change production roles without engineering review.
This note gives the next person a clear starting point. It also separates observed facts from the suspected cause.
Use a handoff checklist
Before you transfer the ticket, confirm:
- The new owner knows that the ticket was assigned.
- The priority reflects current impact and urgency.
- The latest customer reply is visible.
- Internal notes do not contain secrets or unnecessary personal data.
- Evidence is linked or attached.
- Completed checks are listed once.
- The next action starts with a verb.
- A person owns the next customer update.
- The customer has a realistic update time.
- Related tickets, incidents, or product work are linked.
If the issue needs a specialist, the customer support escalation process adds triggers and update rules.
Adjust the template for each handoff
Shift change
List open Urgent and High tickets first. Include tickets with a promised update due during the next shift. Do not transfer every open ticket in a long chat message. Use the queue for the full list and call out only the work that needs immediate attention.
Specialist handoff
Ask one specific question. “Please investigate” makes the specialist repeat triage. Include steps, evidence, expected behavior, and the decision needed.
Manager handoff
State the approval or policy exception needed. Include the amount, contract term, customer request, and earlier decisions when relevant. Keep the support owner responsible for the customer reply unless the manager takes that role.
Planned absence
Reassign active tickets before the person leaves. List promised dates and follow-ups. Tell customers about a new contact only when the change affects them.
Avoid weak handoffs
“Can you take a look?” is not a useful handoff. Neither is a pasted conversation with no summary.
Avoid changing the owner without a note, sending private context only in chat, and promising a resolution time that the next person did not accept. Do not make the customer repeat information already in the ticket.
Review failed handoffs in your weekly support meeting. If the same context is often missing, add it to the template or the ticket triage checklist.
